Client and industry
An electronics manufacturer maintained an extensive knowledge base covering its products, hardware documentation, and troubleshooting procedures. Its first-tier support technicians needed to turn incoming customer requests into practical guidance, using Salesforce Service Cloud and Salesforce Knowledge.
Many requests described only a symptom, such as a product not working. The steps needed to resolve these issues were often already documented, but customers had not followed or found those instructions.
The challenge
Investigating vague requests
First-tier technicians had to interpret incoming symptoms and categorize the issue before they could identify the right troubleshooting path. Even straightforward cases required investigation.
Finding existing troubleshooting steps
A large body of Knowledge articles and hardware documentation made relevant guidance difficult to locate. Technicians spent time searching for instructions that already existed.
Repeating guidance for routine issues
Many cases concerned problems covered by documented operating steps. Finding those steps, selecting relevant articles, and assembling a useful response consumed first-tier support time.
Recognizing when to escalate
When documented guidance did not resolve an issue, the case needed higher-tier attention. Technicians needed to distinguish these cases from requests that could be handled through Knowledge-based troubleshooting.
Our solution
Routine Automation implemented a Salesforce Agentforce Employee Agent to assist first-tier support technicians. Using the current Case as context, it analyzes the incoming request, helps categorize the issue, and retrieves relevant Salesforce Knowledge content so technicians can find an appropriate troubleshooting path.
The assistant brings together relevant documented steps and Knowledge articles into suggested guidance and a draft response. Standard Agentforce Knowledge capabilities, custom Apex functionality, and integration with the Salesforce email composer keep this assistance within the technician’s existing workflow. The technician reviews, edits, and sends the response.
The workflow supports escalation to the next tier when Knowledge-based guidance cannot resolve the issue, including when the suggested troubleshooting steps do not work. The agent is also instructed to identify insufficient knowledge rather than invent an answer. This distinguishes requests with an existing documented solution from cases requiring deeper technical investigation.
Analyze the request
Interpret symptoms and categorize the Case.
Find relevant guidance
Retrieve Knowledge articles and documented troubleshooting steps.
Prepare a response
Suggest guidance for the technician to review and send.
Can documented guidance resolve the issue?
Documented solution
First-tier support shares the relevant steps and articles.
Higher-tier support
Escalate when guidance is insufficient or troubleshooting does not work.
Business value
The implemented workflow gives first-tier technicians assistance with request analysis, Knowledge retrieval, and response preparation. It is designed to reduce repeated investigation of documented issues while keeping an escalation path for cases that need deeper expertise. Time savings and resolution-rate improvements have not been measured.
Context for first-tier investigation
Case analysis and categorization help technicians connect an incoming symptom to a relevant troubleshooting path.
Existing product knowledge in reach
Relevant Knowledge articles and documented hardware guidance are surfaced in the Case workflow, supporting technicians as they investigate the request.
Guidance ready for technician review
Suggested troubleshooting steps and draft responses give first-tier support a starting point for routine cases. Technicians retain control over the guidance sent to the customer.
A path to higher-tier expertise
Cases that cannot be resolved through documented guidance can move to the next support tier, rather than being treated as another Knowledge search.
Implementation outcome
The assistant was implemented and demonstrated in limited user evaluation, establishing a workflow from incoming request to documented guidance or higher-tier support. Broader production adoption, go-live, and measurable productivity improvements remain unconfirmed.
